MSP Operations and the Owner's Role

An MSP that only runs because the owner is in the room is hard to scale and harder to sell. This hub covers the numbers to watch, documentation that lets others do the work, and how owners step back from the ticket queue.

The numbers to watch

Many MSPs track revenue but not the measures that predict trouble. ScalePad's 2026 survey found MRR was the most-tracked financial metric, with client churn tracked by far fewer.

58%

of MSPs track MRR, the most-tracked financial metric Only a little over one-third track client churn.

Documentation and SOPs

Documentation is where owner dependency starts and where it ends. Kaseya's survey shows it moving up the list of problems MSPs name when trying to win clients.

17%

cite difficulty creating and maintaining consistent client documentation as their biggest acquisition challenge, up from 10%

Start with the documentation guide, which includes a copyable SOP template and discloses who owns each documentation platform. For automation and AI that removes tickets before they reach a person, see where AI pays back in MSP service delivery.

The owner bottleneck

The sources we verified do not report owner hours. The closest figure covers technician workload, which shows the pressure on small teams. The owner figure is unknown, and our assessment will measure it.

39%

of MSP technicians worked consecutive 50+ hour weeks, down from 44% in 2024 59% worked through holidays. The figure covers technicians, not owners.

The owner burnout guide covers the warning signs and a 90-day plan for getting out of the ticket queue, and getting the owner out of the ticket queue adds a ticket audit, a role comparison and an escalation template. Owner dependency also lowers what a buyer will pay; see MSP valuation by deal size for the exit-readiness checklist.

Hiring

Handing work to others needs people to hand it to. Hiring technicians has become harder, and hiring security staff harder still.

16%

report difficulty hiring skilled technicians, up from 9% 39% report difficulty hiring cybersecurity professionals.

Frequently asked questions

What KPIs should an MSP track?

Start with recurring revenue and its share of total revenue, net profit, MRR per client, client churn, growth and ticket-based measures such as first response and resolution time. In ScalePad's 2026 survey 58% of MSPs tracked MRR, the most-tracked financial metric, while far fewer tracked client churn. The KPI guide defines each metric and says which have a real public benchmark.

Is there a public benchmark for MSP KPIs?

For some, yes, and all of them are vendor-published: net profit and MRR per client (Kaseya, 2026), adjusted EBITDA and revenue growth (Service Leadership, 2026). For churn, utilisation and revenue per employee we found no neutral public benchmark, so we show no range rather than an unsourced one.

How do I get out of the ticket queue as an MSP owner?

Separate the roles in order: first a documented escalation policy so tickets stop defaulting to you, then a dispatcher or service manager to own the queue, then a time-boxed plan to stop taking tickets. The owner burnout guide has a 90-day version.

What should an MSP document first?

Document what a new technician would need to support any client without asking you: credentials handling, client environment records, onboarding and offboarding, and your top recurring tickets as step-by-step procedures. Kaseya's 2026 survey found documentation difficulty cited as an acquisition challenge by 17% of MSPs.

Are MSPs struggling to hire technicians?

Kaseya's 2026 survey reports 16% of MSPs had difficulty hiring skilled technicians, up from a smaller share a year earlier, and difficulty hiring cybersecurity professionals was higher. Documentation and a clear first-90-days plan shorten the time to a productive hire.
